About the Webcast
Hybrid Workforce Shift
AI agents are now part of the workforce, with roughly 30
percent of interactions already AI led and adoption accelerating. Yet most
organizations still manage humans, automation, and AI in separate silos, a
model that breaks down once work becomes blended.
NiCE is introducing three imperatives for the modern
workforce:
- One operating model for human and AI agents
-
AI first workforce experiences
-
Unified optimization loops across the entire workforce
The Workforce Empowerment portfolio brings planning,
execution, and performance together across both human and AI agents.
Supervisor Modernization
The supervisor role has become significantly more complex.
Humans can hold only three to five items in working memory, yet supervisors are
expected to monitor dozens of agents, multiple channels, and constant changes.
Nearly 70 percent say their job is more complex than ever, and they spend about
four hours a day on monitoring alone.
NiCE’s new supervisor workspace is designed to reduce
cognitive load with:
- AI driven alerts that surface issues with context
-
Conversational Q&A for instant answers
-
An insights workspace with coaching plans and forecasts
-
Supervisor centric metrics that show the impact of
interventions
An activity log also makes AI actions fully auditable,
keeping supervisors in control of AI decisions and handoffs.
Workforce Management Copilot
The WFM copilot helps analysts manage the balance between AI
and human agents. The dashboard highlights:
- AI versus human workload distribution
-
Skill level SLAs
-
Areas where adherence or AI containment is falling below
plan
When issues arise—such as training windows or containment
dips—the copilot proposes optimized schedules. Analysts can test changes,
review an audit trail with before and after views, and choose whether to accept
or adjust recommendations. The human stays in the loop. The copilot suggests;
the analyst approves.
Quality Management and Coaching
Quality management is transforming with Auto Score, which
evaluates 100 percent of interactions using explainable AI. Scorecards are
built from profiles and weighting, and managers can drill from team heat maps
to individual interactions. Each score includes AI generated summaries and
evidence lines, making results auditable and actionable.
Desktop intelligence correlates on screen behavior with
audio to prevent false high scores and provide a more accurate view of agent
performance.
NiCE is also adding AI coaching recommendations and a
coaching simulator where agents can practice skills based on identified gaps.
CX Recovery and Agentic Experience Optimization (Preview)
Coming in 2027, NiCE will introduce Agentic Experience
Optimization. This solution detects CX trend drops, identifies root causes
across human and AI interactions, and recommends recovery plans that leaders
can execute or edit. Representative interactions and marked friction points
make review fast and focused.
Comparative metrics for human and AI agents—speed, volume,
CSAT, FCR—help guide remediation decisions.
Process Intelligence and Automation
Contact centers run hundreds of recurring processes with
many execution variants, and traditional discovery methods cannot keep up.
Process Intelligence reconstructs these processes from interaction and desktop
data, groups them into best, existing, and poor paths, and recommends targeted
actions such as coaching, gamification, or automation.
Recommendations route directly into supervisor workflows.
Agents can practice improvements through AI driven simulations, and managers
can measure adoption and efficiency gains. This creates a continuous loop of
discovery, action, and measurement.
Unified Measurement and Closed Loops
Across all modules, the goal is unified governance. One
platform measuring human and AI agents with the same metrics. One system that
closes loops from insight to coaching to process changes.
