CrmXchange Weekly Pulse Oct 19–26, 2026

CrmXchange

Presented By: CrmXchange

Top themes this week

1. The 2026 Gartner CCaaS Magic Quadrant is out, and people are arguing about it.
The Leaders are AWS, Five9, Genesys, NICE and Talkdesk, the same group as last year. Microsoft enters as a Visionary, Cisco and Content Guru are Challengers, and Zoom and Vonage are Niche Players. CX Today argues the chart measures “influence, not outcomes.” It says the chart tells buyers nothing about whether AI resolves issues, hands off well or can explain its decisions. Zeus Kerravala says the gap between vendor submission and publication makes it look dated.

2. Microsoft offers AI that doesn’t require replacing your platform.
Contact Center Intelligence (public preview, Oct 21) adds Microsoft’s self-service and quality agents on top of the platform a contact center already runs. Five9, Webex and Avaya are supported at launch. Futurum says this puts CCaaS vendors’ AI add-on revenue at risk. The concerns are split ownership of the conversation, voice latency and costs that are hard to forecast. Diane Myers says “AI can extend the life of an existing platform.” Sheila McGee-Smith calls it “a go-to-market expansion.” The next checkpoint is Microsoft Ignite, Nov 17–20.

3. Contact center AI is entering a “proof phase,” and handoffs to humans decide trust.

  • Five9: consumers’ trust in AI rises from 26% to 55% when they can reach a person, and 92% will escalate to a human within 10 minutes.
  • ContactBabel: contact center operations answer for AI errors in 47% of organizations but hold the budget in only 33%. Only 36% of managers say agents trust AI guidance.
  • Arkose Labs: 97.7% of legitimate AI-agent sessions carry no verified disclosure. CX Today roundup

4. Efficiency metrics are giving way to outcome metrics.
CX Today warns that containment and deflection can be a “false win” that just moves the effort elsewhere. CrmXchange’s Oct 21 “Beyond Metrics” roundtable, with Donna Fluss (DMG), Verint and Cisne, pushed for 10–15 KPIs tied to business goals: sentiment, effort and end-to-end journey performance. The panel also said AI shows up more as added capacity and quality than as headcount cuts.

5. Shared customer context is becoming the new battleground.
At Zoomtopia, Zoom announced a Unified Context Layer that gives human and AI agents the same customer history. Its dynamic Customer Profiles arrive in November, and outside AI tools can access the context through APIs and MCP. Salesforce’s $5.66B deal to buy Braze points the same way: whoever owns the customer data and context wins.
